  • Customer experience is king, but AI might just be the sneaky new prince of modern commerce

Customer experience is king, but AI might just be the sneaky new prince of modern commerce

MUMBAI: At a time when the average consumer can scroll through 600 metres of content with a flick of their thumb, customer experience (CX) has become the new battlefield for brands. At Indiantelevision.com’s Media Investment Summit 2025, the panel titled ‘The Experience-Driven Commerce: Why CX is the New Brand Differentiator’ proved that tech, touchpoints and taste all matter-but timing is everything.

Moderated by Indiantelevision.com’s founder Anil Wanvari, the session brought together Sujay Ray (L’Oréal India), Anjali Dutta (Tech Mahindra), Namita Bohara (Hindalco Industries), Amruta Pawar (Hafele India), and Durgesh Singh (WebEngage), who revealed that when it comes to CX, the devil isn’t just in the details—it’s in the data.

Kicking off the session, Sujay Ray of L’Oréal India emphasised the need to create a “seamless experience across touchpoints”. Whether in a salon, an e-commerce app or an Amazon product page, Ray argued, “there has to be a value exchange”. From virtual hair trials using AI to beauty advisors guiding customers in-store, Ray believes true brand loyalty comes from creating consistent, context-aware moments.

“CX is not about adding glitter to one channel—it’s about synchronising the entire journey”, he said. And for L’Oréal, that meant building “Plus Plus experiences” across every brand interface.

Representing Hindalco Industries, Namita Bohara unpacked the duality of B2B and B2C engagement. “For a carpenter, it could be a sample kit. For the end customer, it’s about the finish and touch”, she noted. She called attention to Hindalco’s clear demarcation of ‘partner customers’ and ‘end customers’, urging brands to rethink standard definitions.

“For us, every partner is a customer”, Bohara stressed, adding that her organisation has instituted design centres and standardised brand touchpoints to ensure a coherent experience across product categories like furniture fittings and appliances.

Anjali Dutta from Tech Mahindra painted a broader canvas—marrying technology with empathy. “I want to get a small space in my customer’s subconscious mind. That’s what CX means to me”, she said. Dutta urged brands to go beyond vanity metrics and embrace ethical AI.

“CX isn’t only digital—it’s physical too”, she said. She cited scenarios where in-store agents equipped with purchase history can offer a personalised recommendation. “That’s the new CRM: remembering who walked in and when”.

At Hafele India, general manager Amruta Pawar believes that physical contact still trumps virtual bells and whistles—especially in the business of soft-close drawers and modular furniture. “Our industry needs customers to touch and feel the product. That can’t be virtualised yet”, she said.

Hafele’s CX strategy includes design centres, live demos, and QR-based packaging systems that allow customers to scan for specs instantly. “Digital helps nudge a customer down the funnel, but final conversion often happens offline”, she explained.

Durgesh Singh of Webengage added the sharpest edge to the panel, diving into lifecycle mapping and predictive analytics. “Every customer is on a different journey. Our role is to ensure each touchpoint adds value”, he said.

Singh highlighted how AI helps brands send the right communication at the right time—citing models that predict whether a lipstick buyer will next purchase sandals and when. “We use LSTM, next-best-action models and AI-driven time-of-day messaging to improve conversion by as much as 25 per cent,” he said.

All panellists agreed: AI can’t replace intuition, but it can scale it.

While all brands had embraced technology in varying capacities, the panel made it clear that customer experience isn’t a one-time campaign-it’s a constant calibration.

Ray put it best: “Today, you might feel like you’ve hit 30 per cent, but the next challenge resets the goalpost. It’s a journey, not a destination”.

And with the audience nodding along, it was clear: if you’re not obsessively refining your customer experience, someone else is doing it better.

Reema Kundnani climbs Brookfield’s property ladder

MUMBAI: Reema Kundnani has just bagged a promotion at Brookfield Properties, leaping from senior vice president to executive vice president, head of marketing and key account management. She’s clearly not one to let the grass grow under her feet, having made a right splash in her three years at the company, shaping marketing strategies.

Kundnani, who announced her promotion on LinkedIn, is clearly a seasoned pro. Before her Brookfield stint, she held senior roles at Oberoi Realty, Tech Mahindra, and i-flex Solutions. She’s clearly collected more business cards than most people have had hot dinners.

At Oberoi Realty, she was executive vice president, head of marketing, corporate communications, and luxury residential sales, which is a right mouthful. At Tech Mahindra, she led marketing and alliances across Asia-Pacific, the Middle East, India, and Africa. So, she’s clearly a global player, not just a local one. And at i-flex Solutions, she started her ascent as assistant manager, marketing, proving that everyone has to start somewhere.

  • ‘Never Ask Why’ set for public release in 2024

‘Never Ask Why’ set for public release in 2024

Mumbai: Multi-award winning docu-drama ‘Never Ask Why’ is in talks with OTT platforms in India for global release in 2024, after the documentary’s remarkable success in the international film circuit.

Till date, the 19-minute short docu-drama has garnered over 63 awards and laurels at global film festivals, including ‘best director’ & ‘best short film’ wins at the Cannes World Film Festival, The French Duck Film Festival, Oregon Documentary Film Festival, Paladino d’Oro Sport Film Festival, New York Movie Awards, Naples Film Awards etc.

“Never Ask Why” has also been a semi-finalist at the Academy Award & BAFTA qualifying Flickers’ Rhode Island International Film Festival, bringing it tantalizingly close to be selected for Oscars & BAFTA glory.

The maiden project of Eating Potatoes, a film-focused production house of new-age advertising agency Buffalo Soldiers, “Never Ask Why” beautifully chronicles the journey of 20 under-privileged kids in the inaugural year of the Jishnu Mitra Foundation, where children united under the banner of the ‘Dream Team’ came to play in the U-15 Delhi Youth League. “We are in talks for a global release and hope everyone can see the beauty behind the docu-drama that has resonated deeply with audiences around the world,” explained Eating Potatoes co-founder & CEO Sumon K Chakrabarti.

Jishnu Mitra Foundation was launched in 2018 with a mission to promote football among underprivileged children under the age of 15.

“The unfulfilled dream of a young football fan, Jishnu Mitra, became the catalyst to help achieve the dreams of talented young under-15 football players who come from a section of our society that’s struggling to meet their daily needs,” said Tech Mahindra former MD & CEO CP Gurnani. “I think it was a difficult subject, to convert it into a story of triumph of hope over a tragedy, ‘Never Ask Why’ was a beautiful rendition of someone’s dream,” Gurnani added.

“The passion with which the kids of Jishnu Mitra Foundation have been playing football, I think the team behind ‘Never Ask Why’ told the story with similar passion and art. And it tears me up very easily,” said AVSM and India’s first individual Olympic medalist Colonel Rajyavardhan Singh Rathore, at a private screening of the docu-drama at Alliance Française in New Delhi.

Directed by Saurabh Dubey, a co-founder of Eating Potatoes, the film has had 17 private screenings across Mumbai, New Delhi, Pune, New Jersey, and Atlanta, touching the hearts of audiences worldwide. “While the Dream Team of JMF boys didn’t win the league, they captured the hearts and minds of everyone with their passion for football,” says Dubey. “The journey of these children, their zeal and dedication, despite the hardships, is what makes this story so powerful. It’s a narrative of hope, dreams, and the transformative power of sports.”

The foundation has two coaching partners – TSC Asia in Delhi NCR and Veterans Club in Kolkata. Jagdish Mitra and Urmi Mitra, who started the Jishnu Mitra Foundation, said: “We are overwhelmed by the global recognition ‘Never Ask Why’ has received. It’s a testament to the work we are trying to do at Jishnu Mitra Foundation, to the power of storytelling and the universal appeal of hope and perseverance.”
